When Should AI Customer Support Hand Off to a Human?

Set clear rules for when a customer needs a person.

The hardest part of AI support is often deciding when it should stop. A quick answer helps only when it is correct and appropriate. Good handoff rules protect customers and give your team a clear next action.

Start with five triggers.

  1. The answer is not in an approved source. The AI should ask a clarifying question or say a person will check. It should not invent a policy.
  2. The request involves private or account-specific information. An order status, payment issue or account change may need identity checks and access to a trusted system.
  3. The customer is dissatisfied or asks for a person. Do not force them through another automated loop.
  4. The decision has a real consequence. Refunds, cancellations and exceptions to policy may need approval, even if the AI can gather the facts.
  5. The issue is urgent or sensitive. Define these categories for your business before automation goes live.

Make the transfer useful

The agent should receive the conversation history, the customer’s stated goal, any information already confirmed and the reason for handoff. The customer should know what happens next and whether the team is available now.

Review transferred conversations regularly. If the same question keeps reaching a person because the answer is missing, improve the source material. If it reaches a person because a judgment call is needed, keep the rule.
