How to Build an Omnichannel Customer Support Workflow

A customer messages on Instagram, then emails because no one has replied. Two agents answer separately. The customer repeats the story and receives different information. Putting messages in one inbox helps, but it does not solve the problem by itself.

An omnichannel workflow needs four decisions.

Decide who owns the conversation

Set rules for new enquiries, existing support cases and sales questions. When a message arrives, someone or something must own the next step. If it is transferred, the new owner should see what has already happened.

Preserve context carefully

Keep the original message, previous replies and relevant case details together. If a customer contacts you through another channel, do not assume two profiles belong to the same person without an appropriate way to confirm identity.

Define what the AI can do on each channel

One channel may support a type of reply that another does not. List the actual customer actions you need: receive a message, respond, assign a case, show history and escalate. Check permissions and any platform approval before promising a seamless journey.

Measure the customer outcome

Track whether the question was resolved, whether the customer had to repeat it and whether a second agent sent a conflicting reply. A fast first response is useful, but it is not the whole experience.
